01The problem
When a payment is late, someone has to reach out. Most servicing teams do this by hand. An agent pulls a list, decides who to contact, and writes or dials one account at a time.
That approach has two failure modes. The first is coverage. A team can only touch so many accounts in a day, so the rest sit untouched and grow older. Older accounts are harder to resolve.
The second is consistency. Every agent phrases things a little differently, and collections language is regulated. A message sent at the wrong time, or worded the wrong way, is a compliance problem, not just a bad look.
So teams face a bad trade. Push harder and risk sloppy, off-script contact, or stay careful and let past-due balances age out of reach.
02What we built
We built an outreach system that runs the routine contact so agents can handle the conversations. It works from the servicing data the team already has.
- Scheduled reminders. Each past-due account gets contact at set points, on time, every time. Nothing depends on an agent remembering to follow up.
- Controlled language. Every message comes from an approved library. The system chooses which template fits the account, but it cannot improvise wording.
- Timing rules built in. Contact windows, frequency caps, and do-not-contact flags are enforced by the system itself, so a rushed day cannot break them.
- Workout plans on schedule. When an account qualifies for a payment plan, the offer goes out automatically and follow-ups track whether the borrower responds.
- A clean handoff. When a borrower replies or an account needs judgment, it lands in an agent's queue with the full contact history attached.
Agents stopped doing the first mile of outreach. They now spend their time on accounts where a human conversation actually changes the outcome.
03What changed
The same team now works 2.4x more past-due accounts. Coverage stopped being limited by headcount, because the routine contact runs on its own and agents only step in where they are needed.
Tone and timing are controlled on every message. Nothing goes out that was not approved in advance, and nothing goes out at a time the rules do not allow. Consistency is no longer a training problem.
The whole operation runs fully inside the rules. Contact limits and required language are enforced in the system, so compliance review moved from checking individual messages to checking the templates once.
Borrowers hear from the team earlier and more predictably, which means more accounts get resolved while they are still easy to resolve.
